Separate the customer request from the available remedy
A customer may ask for a refund, free month, replacement, account credit, apology, or simply an explanation. Preserve that wording and the service event before selecting a workflow. A goodwill credit is a discretionary account adjustment under an approved policy; it is not automatically a refund, contractual remedy, admission, or settlement.

Suppose an agent wrote “we will make this right,” the customer requests cash, and the matrix permits only a small account credit after manager approval. The specialist preserves the earlier wording, requested remedy, eligible goodwill path, and authority limit. The role cannot treat the phrase as a cash promise, divide the request into smaller credits, or post an amount while approval is pending.
Make approval authority testable

Check expiration and use conditions when the approved credit has them. The account should display the same value, currency, effective date, and restriction that the decision authorized.
If a platform applies a default expiry or limits the credit to products not named in the approval, record the mismatch before sending the response. The specialist cannot remove a condition, extend validity, or substitute another benefit merely because the platform configuration is inconvenient.
Control what the customer is told
Use an owner-approved response that states the actual decision, value, form, timing, and any permitted conditions in plain language. Compare it with the account event before sending.
Do not call an account credit a refund, promise immediate availability when posting is pending, add legal conclusions, or suggest the customer received special treatment outside policy. Preserve the released message and delivery event.
When the decision is no credit, route the approved explanation rather than improvising a defense. Complaints involving safety, discrimination, legal threats, privacy, regulatory contact, or significant harm may require another escalation regardless of credit eligibility.
